Streamlining the Concierge Experience at Hoyt & Horn

An architectural rendering of a new city building, highlighting its contemporary style and integration into the urban landscape.

Overview

Hoyt & Horn is a luxury residential building in the heart of downtown Brooklyn, known for its modern design, thoughtfully curated amenities, and a warm, hotel-like atmosphere the moment residents step inside. With a full concierge model and a focus on high-touch service, the property prides itself on delivering a seamless living experience where every detail feels taken care of, from the lobby welcome to day-to-day resident support.

Challenge

Behind the scenes, the building’s package-delivery process was entirely manual: every delivery landed at the front desk, where the concierge team had to accept, log, and store parcels without a dedicated system or structured workflow. On top of that, the building sits in a region where delivery drivers are unionised, which brought its own complications: drivers were inconsistent in how and where they dropped packages, often bypassing the intended staging area, refusing to wait, or leaving packages directly in the lobby when things got busy.

As volume grew, the concierge team found itself overwhelmed. Packages piled up, logging lagged behind real-time arrivals, and residents were understandably frustrated when their parcels weren’t ready or couldn’t be located quickly.

Solution

HelloPackage stepped in to help Hoyt & Horn preserve its hospitality-focused concierge model while bringing structure, clarity, and flow to the package operation.

The team began by auditing the building’s delivery pathways, staging locations, drop-off patterns, and concierge handling routines. This made the bottlenecks clear: drivers weren’t consistently following the intended path, signage lacked clarity, and staff were forced to manage everything at once with no buffer between the lobby and the package room.

From there, HelloPackage designed a refined process aligned with how unionised drivers actually operate. They introduced a clearly marked staging zone as the primary drop-off point, added straightforward signage and instructions to reduce friction for drivers, and collaborated with the concierge team to create a step-by-step workflow — from driver drop-off to logging, to secure storage, to resident notification. Training, daily routines, and well-defined roles made the new flow significantly easier to execute. HelloPackage also introduced KPIs to help the team track performance over time, including driver compliance, drop-off-to-notification timing, and backlog volume.

Results

Since implementing the new workflow, Hoyt & Horn has seen a clear improvement in how packages move through the building. Drivers now consistently use the designated drop-off area, which has eliminated lobby clutter and reduced interruptions at the front desk. The concierge team can scan and process packages in batches, making the workload far more manageable and significantly shortening the time between drop-off and resident notification. Automated alerts continue to go out seamlessly, and residents benefit from flexible pick-up windows without the frustration of delays or misplaced items. Overall, the system has become more predictable, more organised, and more aligned with the level of service residents expect in a luxury building.

Hoyt & Horn’s experience shows how even a concierge-managed property can dramatically improve package operations with the right structure and support.
